Milestone Framework Design

A milestone-based playbook is a structured sequence of actions triggered by client journey events — time-based (30 days post-signature), behavior-based (first value achieved), or condition-based (health score enters amber). The playbook replaces ad hoc CSM decision-making with pre-designed, evidence-based responses that produce consistent outcomes across the portfolio. The best playbook feels invisible to the client — they experience proactive, perfectly timed attention without realizing it is systematized.
- Time-Based Milestones Events triggered by elapsed time from a reference point. Day 1: welcome communication. Day 7: kickoff meeting. Day 30: first-value check-in. Day 60: adoption review. Day 90: QBR. Day 180: renewal preparation. Time-based milestones ensure no engagement gap exceeds the silence zone threshold. They are the baseline rhythm of the relationship.
- Behavior-Based Milestones Events triggered by client actions or inactions. First login: send onboarding guide. First value achieved: celebrate and document. Usage plateau: offer advanced training. Champion departure detected: activate relationship continuity playbook. Behavior-based milestones respond to what the client is actually doing, not just how much time has passed.
- Condition-Based Milestones Events triggered by health score, leading indicator, or alert conditions. Health score enters amber: activate enhanced monitoring playbook. Renewal within 90 days and health below 70: activate renewal risk playbook. Expansion signals detected: activate growth conversation playbook. Condition-based milestones connect the alerting system to structured responses.
